近年、デジタル社会への移行に伴い、買い物アプリ、セルフレジ、無人コンビニ等の新しいテクノロジーの導入が小売業界で進んでいる。これらの新たな小売サービスの顧客に対する効果を実証する研究は蓄積されつつあるが、小売企業側の視点に立った小売サービスの効果的なイノベーションの導入方法やオペレーションの仕組みについては、まだ理論的な解明が進んでいない。本研究の目的は、小売サービスのイノベーションの導入が円滑に実施され、そのオペレーションを確実に実行できる組織体制の特性を明らかにすることである。先進的な小売企業のフィールドワークを通じて事例研究を行い、小売サービス・イノベーション・モデルを構築し、サーベイ調査でこのモデルの実証を行うというものであった。本年度は、研究期間延長の年度となったことで、新型コロナの感染拡大の影響を受けて実施が難しかった企業へのインタビュー調査とそれを踏まえてのサーベイ調査を実施することができた。小売イノベーションを確実に生み出す組織体制を、具体的には、TQM体制と考え、その実施状況や実施体制の実態を明らかにすると同時に、店舗主導型のチェーンストア組織との相性が良いことを明らかにした。さらに、小売イノベーションは、新たなサービスや新商品を生み出し、オペレーションの向上に役立つ面もあるが、それに以上に中長期的には、人材育成や組織体制の強化に役立つ側面についても明らかにしていった。
