これまでの研究の成果(平成5年度文部省科学研究費補助金 奨励研究 A:課題番号 05780077/平成6年度文部省科学研究費補助金 奨励研究 A:課題番号 06780084)によって構築された「スポーツ消費者の苦情行動の概念的プロセス・モデル」という分析枠組を民間スポーツクラブというスポーツ経営の領野に適用することによって、クラブ会員の苦情行動の実態とその行動の発生に影響を及ぼす諸要因について明確にすると同時に、その概念的プロセス・モデルの妥当性について検証することを目的とした。そのため、1995年8月1日から8月15日の間に、福岡県F市にあるNスポーツクラブの会員1,364名(個人会員、短期会員、家族会員、サリュ会員)を対象に、配票留置法(直接手渡し)による質問紙調査を実施した。なお、有効回収標本数および回収率は、それぞれ311、22.8%であった。その結果、民間スポーツクラブを利用したクラブ会員の44.1%の者が「不満な体験をした」と回答し、その中の56.3%は何らかの形で不満を顕在化させ、一方43.7%はその不満な体験に対して何の行動も起こしていなかった。さらに、その不満を顕在化させたクラブ会員の苦情行動について見てみると、「スタッフやインストラクターに苦情を申し出た」「支配人に直接、苦情を申し出た」「意見箱へ投書した」などといったような公的行動を起こした会員が27.4%であり、非好意的な口コミ行動を起こした者が12.6%で、平均3.20人にその不満な体験を話していた。また「退会しようと考えた」「他クラブへの移動を考えた」といった私的行動を起こした会員が3.7%と比較的少なく、複数の顕示的行動を起こした者が12.6%であった。そこで、かかる苦情行動に影響を及ぼす諸要因について検討した結果、「クラブ側との相互行為の頻度」と「他クラブへの入会経験」といった2つの要因がそれらの行動に有意な影響を及ぼすことが確認された。すなわち、クラブ側との相互行為の頻度が多く、他クラブへの入会経験がある者ほど苦情行動を起こす傾向にあるという結果が得られた。
